What Is Customer Journey Mapping in a Pharma context?

Journey mapping is the process of capturing how HCPs, patients, caregivers or other target audiences interact with your brand and company over time. Done well, the journey should reflect both the practical and emotional aspects of a journey, not just what happens, but how it feels, especially the pain points, challenges or gaps.

A strong journey map helps teams identify:

  • Motivations, needs and concerns at each stage
  • Friction points, barriers or drop-off areas
  • Channel preferences
  • Unmet needs
  • Moments that matter — sometimes called Moments of Truth MOTS (pivotal points where real impact can be made, where a customer interacts with the company, brand or service)

When grounded in real insight, through tools like customer interviews, behavioural surveys and co-creation, journey mapping provides a clear foundation for shaping more thoughtful experiences.

It also plays a crucial role in directing resources effectively, as there are many touchpoints in the customer journey where interventions are possible. A key part of the process is prioritising the few points where meaningful impact can truly be made. For example, in type 1 diabetes, research shows that the most influential factor in determining which insulin a patient continues to use is the brand they are first given in the hospital at diagnosis. A company might choose not to prioritise this moment, given the many variables that influence which product is available in the hospital on any given day. Alternatively, they could see it as a critical opportunity and focus to ensure their product is consistently stocked in hospitals, with less  emphasis on switching brands later in primary care.

Without journey insights, even the most well-intended product launches can miss key opportunities to connect or worse, allow competitors to fill the gap. We have seen this in practice:

  • A new treatment launch doesn’t meet expectations because initiation in secondary care was not understood, and correct training was not provided to HCPs for confident administration
  • A patient onboarding experience falls flat because it starts too late to ease early anxiety
  • HCP engagement drops post-congress because follow-up content does not match their interests, is in the wrong format or is just too long

These aren’t failures of product messaging; they’re gaps in the wrap around experience. And they can be intelligently addressed when the journey is better understood.
